The mission statements of many firms wax lyrical about their dedication to customer support, importance of service delivery, and commitment to quality. How many firms deliver on these lofty promises is, however, a matter for debate.

Over and over again we see customer service taking a back seat to improvements in the bottom line. How essential is it to provide outstanding customer support? According to the Qualtrics XM Institute “ROI of Customer Experience 2020,” the stakes are high. The report highlighted some interesting findings:

  • 94% of customers who rated a company “very good” would purchase more from the same firm in the future. By contrast only 20% of clients rating the service experience as “very poor” would do the same.
  • Those companies that get service right can expect 94% of clients to recommend them. Dropping to the “very poor” service category drops that percentage to as low as 9%.
  • 82% of consumers will forgive a poor experience at a company that generally delivered good service. Only 9% would consider giving poor service providers a second chance after a negative experience.
  • Finally, nine out of ten clients trust companies that deliver good service. Only 16% trust those that don’t.

Outstanding Service Provides a High Return on Investment

Those statistics put customer service in a whole new light. Support teams are as, if not more, important to business success as sales teams. Many firms vastly undervalue the role of the customer service department in a bid to consistently bring in new sales.

As seen above, however, they may be placing their focus on the wrong area. By placing more emphasis on delivering the best customer experience, they naturally increase:

  • The lifetime value of each client: Clients that trust a brand and appreciate the support they receive have no qualms about trying new products.
  • Customer retention: Client loyalty today is fluid because customers have so many options. Switching between brands has never been simpler. If a firm doesn’t meet or exceed a client’s expectations, their competitors are waiting in the wings to take over.
  • Organic marketing and social proof: There is no better advertisement than a word of mouth recommendation. Consumers today are becoming increasingly sophisticated and wary of what they see as clever advertising. Social proof is extremely important in earning trust.
  • Client trust and willingness to forgive errors: Consumers understand that mistakes happen. With a trusted brand, however, they’re more willing to forgive those lapses. They’ll give the company a chance to rectify its mistake.
